隨著數位時代的全面到來,人工智慧 (AI) 在模擬機器人與人類之間的對話方面越來越受歡迎,然而,在COVID-19疫情爆發後危機推動了用戶的使用率,儘管相關技術在許多行業的開發和使用速度不斷加快,但關於如何影響和改變客戶體驗的學術研究卻仍缺乏,本研究以設計思考為基礎,建立顧客服務旅程的三個階段,包括「問題產生階段」、「可行方案評估階段」以及「建議決策階段」,整合出一套完整的顧客服務旅程。本研究透過顧客服務旅程進一步設計聊天機器人雛形,透過網路問卷收集Y及Z世代體驗後共225份有效樣本。從本研究結果發現因為世代的特性而產生所重視聊天機器人之功能差異,Y世代對於新科技會產生使用意願,像是針對每個
